He wanted to create an environment where the person that answers the phone, is the first and last person you need to talk with, to get the answers you need. This person also needed to have product knowledge regarding the vast array of office products that are sold.
Doyle says, "We needed to have people with experience on staff. You can't learn about all the aspects of the office product business overnight. It sounds like an easy business to sell office products, but it isn't. For example, office furniture, which is just one aspect covered under office supplies, can be very complicated in itself. One needs to know about space planning, electrical requirements for a panel system, and what office chair to recommend based on a person's use, or application. This is not something you learn overnight.
Doyle's requirements for his staff are a minimum of 5 years industry experience. His key personnel have a minimum of 10 years, experience and are required to keep up to date on industry trends. Employees achieve current trend knowledge via webinars, industry trade shows, and of course, nothing beats real world experience.
Last, but not least, his selected customer service associates have to be people friendly. His people know this is a first and foremost requirement. There is nothing worse than having a customer service person turn their bad day into yours. If you can't keep your composure under pressure, and keep the customer happy, then the customer service job is not the right job for you. Doyle also wanted to keep it personal. Below every product is a listing, of the key customer service people, so you can ask for them by name. There is close to a nonexistent turnover rate, so you can develop a relationship and talk to the same person time and time again.
